Responsibilities
Transaction and File Audits
- Audit completed applications and underwriting decisions against credit policy, including identity, income, and employment verification; bank transaction reviews; affordability assessments; fraud-flag clearance; stipulations; and documented decision rationale.
- Audit every policy exception and manual override for documented authority, sound reasoning, and consistent treatment of comparable files.
- Audit servicing transactions, including payment posting, auto-debit setup and retries, reversals, fee assessments and waivers, refunds, due-date changes, payoff quotes, and loan modifications, for accuracy, authorization, and correct system entry.
- Audit collection account activity, including promises to pay, contact frequency and timing, settlement and hardship arrangements, and the accuracy of account notes.
Communications and Call Monitoring
- Review recorded servicing, collections, and inbound support calls for accurate information, required disclosures, permissible contact practices, third-party disclosures, appropriate tone, and the handling of customers in financial distress.
- Review inbound and outbound email, chat, and SMS conversations against the same standards, with particular attention to commitments made in writing.
- Apply elevated review rates to contacts involving disputed charges, requests to stop contact, revoked ACH authorization, hardship, bankruptcy, military service, identity theft, regulators, or customer dissatisfaction.
Process Conformance Audits
- Select 1 documented process each month and test whether it is followed as written, from end to end and across the team.
- Identify gaps between written policy and actual practice, determine whether the procedure or its execution needs to change, and explain why.
- Test system settings, queue routing, decision rules, and letter and message templates where they affect customer outcomes.
Findings, Reporting, and Root Cause
- Log each finding with the observation, specific evidence, applicable policy or requirement, customer or financial impact, probable root cause, and recommended corrective action.
- Distinguish isolated human error from recurring process, training, or system defects.
- Produce weekly findings summaries and monthly scorecards and trend reports, and elevate critical findings promptly in writing.
- Track corrective actions through completion and retest them to confirm that the fixes remain effective.
Calibration and Coaching Support
- Lead weekly calibration sessions with the servicing and underwriting managers, comparing independently scored samples to establish a shared standard.
- Provide managers with individual and team quality data to support their coaching and performance discussions.
- Maintain and version scorecards as policies, products, and state requirements change.
Control Improvement
- Recommend preventive controls, including checklist changes, system validations, required fields, approval thresholds, queue rules, and template corrections.
- Prioritize and promptly elevate template and system defects that could affect multiple customers.
