Responsibilities

• Deliver high-quality customer service by following established policies and standards.
• Manage and respond to customer-support tickets within SLAs and guidelines.
• Aim for first-contact resolution whenever possible.
• Follow troubleshooting procedures and use approved resources to resolve issues.
• Work across multiple tools, systems, and knowledge bases to help customers.
• Assist with creating and updating knowledge-base articles.
• Coordinate with internal teams to address trends and recurring concerns.
• Research and resolve escalated issues within scope of role.
• Serve as a point of escalation for customer inquiries when assigned.
• Monitor client-facing communications and stay updated on client directives.
• Respond to requests escalated by Tier 2 agents and address account-related concerns.
• Use critical thinking to determine next steps and support positive outcomes.
• Support onboarding of new agents into the Escalated Accounts workflow.
