Qualifications

• Five+ years in a Help Desk-type support or Network Administration role.
• Experience with ticketing systems such as BMC ITSM or ServiceNow.
• Strong customer service, communication, and confidentiality skills.
• Experience with network monitoring tools and call routing knowledge is a plus.
• Industry certifications and a four-year degree are advantageous.

Responsibilities

• Answer incoming customer and third-party provider calls as needed.
• Initiate Incident Tickets proactively and upon report/request.
• Identify, triage, resolve and elevate incidents to Tier3 Engineering.
• Monitor email for incidents and customer requests.
• Monitor network elements for anomalies and troubleshoot using management software.
• Provide in-depth technical support for customers via the dedicated helpdesk line.
• Notify customers on incident progress or status changes.
• Review and analyze call traces and provide analysis of routing behavior.
• Act as the NOC point of contact for customer contracts.
• Coordinate support calls between vendors and customers.
• Manage maintenance and troubleshooting bridges as needed.
• Collect data daily and maintain records in Incident Management system.
• Generate KPI reports monthly and suggest process improvements.
