Role Description:

The Supervisor will assist as the Outreach Call Center continues to grow and further expand its role in the centralized outreach process. The primary responsibility of this role is co-leading the daily operations of the call center ensuring the call center exceeds the KPI goals set by the company.

Core Responsibilities:

1. Monitor and evaluate Agent performance trends based upon a set of predetermined Key Performance Indicators (KPI's) and provide individual coaching/ feedback to Agents to ensure all goals are met, performance improvement is tracking and policy/procedure standards are adhered to.
2. Be the constant presence on the production floor (in person or virtually) and actively interact with Agents to ensure that they are engaged in productive work and systems are functioning properly.
3. Work with Leaders to ensure that underperforming Agents meet expectations through the creation and implementation of written action plans.
4. Resolve customer escalations.
5. Participate in Agent interviewing and selection process.
6. Provide ad hoc coaching to enable Agent's performance meets or exceeds expectations.
7. Provide real time management to the floor by ensuring Agents are productive so that Abandon rates, response time expectations and funnel management are exceeded via monitoring of systems/queues/dashboards.
8. Comprehensive knowledge of call center metrics and drivers.
9. Subject matter expert on call center processes, procedures and systems.
10. Work with department training to ensure all new information is coordinated in new hire orientation.
11. Provide proactive solutions to contribute to the smooth running of the call center.
12. Ensure Agent adherence to schedules.
13. Facilitate and participate in team meetings.
14. Promote an environment of continued improvement and best practices.
15. Other duties, as assigned.

Qualifications:

1. Bachelor's degree in related field from a four-year college or university or 1 year experience in customer service or sales or equivalent combination of education and experience.
2. Previous call center experience required.
3. Prior supervisory or leadership experience preferred.
4. Proficiency with various Windows programs, including Microsoft Word, Excel, PowerPoint and Outlook or Google equivalents.
5. Excellent oral and written communication skills.
6. Strong organizational and interpersonal skills.
7. Schedule flexibility.
8. Effective time management and driven to meet deadlines.
9. Analytical and problem-solving skills.
10. Ability to function in a fast paced and agile environment.
11. Dependability regarding completion of assignments and attendance.
12. Set the example for best practices.

Pay Range:

The typical pay range for this role is:

$51,658.00 - $89,199.00

This pay range represents the base hourly rate or base annual full-time salary for all positions in the job grade within which this position falls. The actual base salary offer will depend on a variety of factors including experience, education, geography and other relevant factors. This position is eligible for a CVS Health bonus, commission or short-term incentive program in addition to the base pay range listed above.
