Job summary

Angkas is seeking a Workforce Specialist Service Excellence in Makati, Philippines. You will align staffing with forecasted demand and manage scheduling, intraday actions, and adherence to SLAs. The role supports both onsite and hybrid work arrangements to optimize costs and service levels.

You will analyze trends, produce reports, and collaborate with teams to ensure smooth operations and outstanding customer interactions.

Qualifications

• Bachelor's degree in a relevant field or equivalent reporting experience.
• Minimum of 3 years of experience in WFM.
• Amenability to work onsite; weekends as Escalation POC (rotation based).

Responsibilities

• Forecasts demand by analyzing historical data, trends, campaigns, and cycles.
• Creates rostering to match predicted volumes and labor rules.
• Monitors intraday metrics and reallocates staff during spikes or outages.
• Tracks agent adherence, attendance, and breaks to ensure productivity.

Now, we're looking for a Workforce Specialist Service Excellence

As a Workforce Specialist at Angkas, acts as the operational backbone and tactical "brain" of the Business Process Outsourcing (BPO) industry. Its primary objective is to ensure the right number of agents, with the right skills, are in the right seats at the right time to handle customer interactions efficiently while minimizing operational costs.

Responsible for;

• Demand Forecasting:
  • Analyzes historical data, seasonal trends, marketing campaigns, and business cycles to predict future contact volumes (calls, chats, emails).
  • Calculates required staffing hours using standard formulas (e.g., Forecasted Volume × Average Handle Time 360 secs)
• Staff Scheduling & Rostering:
  • Builds optimal shift patterns, breaks, and off-days to match predicted peak and slow periods.
  • Balances employee preferences, skill-set requirements, and labor rules while minimizing overstaffing or understaffing.
• Real-Time (Intraday) Management:
  • Monitors live dashboards, queue lengths, average speed of answer (ASA), and abandon rates.
  • Responds immediately to unexpected call spikes, system outages, or high absenteeism by reallocating staff, moving breaks, or calling in overtime.
• Adherence and Attendance Tracking:
  • Tracks whether agents are logged in, handling contacts, or on scheduled breaks (aux/offline time) as planned.
  • Measures schedule adherence to make sure agents stay productive during paid hours.
• SLA (Service Level Agreement) Protection:
  • Ensures the Department meets or exceeds strict Management metrics (e.g., answering 85% of calls in 40 seconds, chats within 5 mins) to avoid potential cost
• Reporting and Analytics:
  • Generates operational scorecards, shrinkage tracking, attrition data, and productivity reports for internal leadership and external clients.
  • Evaluates long-term efficiency to refine future labor planning and payroll accuracy.

• Software Proficiency to build templates (Excel and Google sheets); knowledge to use WFM tools is a plus
• Communication in explaining complex staffing changes and schedule policies clearly to both workers and managers.
• Problem-Solving on fixing sudden staffing gaps or emergency absences quickly without hurting productivity.
• Supporting team members, building trust, and boosting workplace morale.
• Prioritizing daily operational tasks while keeping an eye on long-term goals.
