Microgenesis Business Systems in Metro Manila is seeking a Service Desk Technical Specialist to strengthen the Service Desk's technical capability and expand First Contact Resolution by routing suitable incidents to the right resolver groups.
You will develop troubleshooting procedures, runbooks, and knowledge articles, train analysts, and monitor escalations to improve containment and reduce dependency on specialists.
The Service Desk Technical Specialist is responsible for strengthening the Service Desk’s technical capability and expanding First Contact Resolution (FCR) by systematically identifying appropriate L2/L3 and SME incidents and service requests that can be transitioned to SD support.
The role serves as the technical capability bridge between the Service Desk and specialized resolver groups, assessing escalation patterns and support demand to determine which activities can be safely, consistently and efficiently resolved at the Service Desk level. Its primary mandate is to reduce unnecessary dependency on specialized technical resources by institutionalizing transferable technical knowledge and resolution capability within the Service Desk. Complex, high-risk, specialized, or authority-dependent activities remain with the appropriate technical resolver groups.
1.FCR Opportunity Identification & Prioritization
1.1. Analyze Service Desk escalations, ticket trends, recurring incidents, reassignment patterns, and L2/SME workload to identify technically suitable FCR opportunities.
1.2. Determine which incidents and service requests can be safely and consistently resolved remotely by Service Desk Analysts based on complexity, frequency, risk, access and required technical authority.
1.3. Prioritize FCR opportunities based on escalation volume, business impact and resolution effort to reduce unnecessary L2/SME workload.
2.1. Define technical resolution scope, troubleshooting steps, prerequisites, escalation conditions and authority required for each approved FCR scenario.
2.2. Develop practical resolution procedures, diagnostic checklists, decision trees and runbooks that enable Service Desk Analysts to resolve approved scenarios independently.
2.3. Work with L2/L3 teams, SMEs and technology owners to validate the technical accuracy, security, risk and supportability of proposed FCR procedures.
2.4. Determine the tools, system access, permissions, scripts, diagnostic utilities and technical resources required for the Service Desk to perform the approved resolution activities.
2.5. Identify activities that should remain with L2/L3 when they require specialized expertise, elevated privileges, complex technical judgment or unacceptable operational risk.
3.1. Develop and deliver technical training based on approved FCR opportunities and identified Service Desk capability gaps.
3.2. Conduct practical, scenario-based coaching using recurring incidents, actual support cases and controlled troubleshooting exercises where appropriate.
3.3. Coach Service Desk Analysts through complex troubleshooting scenarios, with the objective of enabling the Analyst to perform the resolution rather than taking over the ticket.
3.4. Conduct knowledge-transfer sessions with L2/L3 teams, SMEs and vendors to transfer appropriate technical resolution knowledge to the Service Desk.
3.5. Assess Analyst competency and confirm readiness to independently perform newly enabled FCR activities.
4.1. Convert validated technical solutions into practical Service Desk knowledge articles, runbooks, standard resolution procedures and troubleshooting guides.
4.2. Ensure FCR documentation clearly defines symptoms, diagnostics, resolution steps, validation, security considerations and escalation conditions.
4.3. Simplify complex technical procedures into controlled and repeatable activities appropriate for the Service Desk skill level.
4.4. Review and update FCR procedures when technology, troubleshooting methods, tools or support requirements change.
4.5. Ensure validated FCR procedures are incorporated into the appropriate ITSM knowledge and support processes.
5.1. Monitor escalations and resolution outcomes for newly enabled scenarios to determine whether the intended capability is being effectively applied.
5.2. Analyze unsuccessful FCR attempts and recurring escalations to determine whether additional training, knowledge, access, automation, or technical refinement is required.
5.3. Identify opportunities to further reduce unnecessary L2/SME involvement through additional Service Desk enablement.
5.4. Maintain an FCR enablement pipeline showing identified opportunities, validated scenarios, trained capabilities and areas requiring further improvement.
6.1. Participate in technical readiness assessments for new or changed products, solutions and services that will be supported by Service Desk.
6.2. Identify Service Desk technical support requirements for newly introduced technologies, including knowledge, tools, access, procedures, training and escalation paths.
6.3. Ensure required FCR procedures and technical enablement are completed before expanded Service Desk support is introduced.
6.4. Coordinate with technical teams, SMEs and vendors to obtain relevant product knowledge and validated troubleshooting procedures.
6.5. Recommend the appropriate Service Desk support boundary for each technology based on technical complexity, risk, authority and operational capability.
7.1. Follow established Incident, Service Request, Problem, Knowledge, Change and Configuration Management processes applicable to technical enablement activities.
7.2. Ensure technical procedures, troubleshooting activities and resolution outcomes are appropriately documented in the ITSM platform.
7.3. Ensure Service Desk FCR procedures, scripts, tools and access comply with approved security, change and access-management controls.
7.4. Do not perform or enable technical activities beyond approved authority, security controls or defined Service Desk support boundaries.
