IT Application Support Analyst role

The IT Application Support Analyst role is responsible for the end-to-end investigation and resolution of ERP incidents requiring deeper functional or technical expertise, including root-cause analysis, integration troubleshooting, solution validation, documentation, and effective escalation to Level 3 when required.

Key Responsibilities/Areas Of Accountability

Incident investigation and resolution

• Analyze ERP incidents escalated from Level 1.
• Identify root causes and provide functional or technical solutions/workarounds.
• Reproduce issues and distinguish between configuration, master data, integration, application, and infrastructure problems.

Functional support

• Provide expertise across assigned ERP modules and business processes.
• Troubleshoot transactional errors and incorrect system behavior.
• Assist users with complex process or application-related questions.

Integration troubleshooting

• Investigate failures between the ERP and connected applications.
• Analyze interfaces, error messages, batch jobs, queues, and data flows.
• Coordinate resolution with other application/support teams when the problem crosses system boundaries.

Escalation to Level 3

• Determine when an issue requires development, product expertise, infrastructure changes, or vendor intervention.
• Provide Level 3 with a complete analysis, including reproduction steps, logs, examples, expected versus actual results, and business impact.
• Validate the solution after Level 3 implementation.

Problem management and root-cause analysis

• Identify recurring incidents and underlying systemic problems.
• Lead or contribute to root-cause analysis.
• Recommend permanent corrective and preventive actions.

Change and release support

• Assess the impact of fixes, configuration changes, and ERP updates.
• Perform functional/system testing and coordinate business validation when appropriate.
• Support deployments and post-deployment verification.

Monitoring and operational support

• Monitor critical ERP processes, scheduled jobs, integrations, and interfaces.
• Investigate failures proactively where monitoring is available.
• Ensure critical business processes are restored within agreed service levels.

Ticket and SLA management

• Own assigned incidents through resolution rather than simply forwarding them.
• Prioritize according to severity and business impact.
• Maintain clear, accurate ticket documentation and regular communication with users.

Knowledge management

• Document solutions, known errors, troubleshooting procedures, and recurring issues.
• Create knowledge articles that enable Level 1 to resolve more incidents independently.
• Share knowledge with other ERP support team members.

Business and IT coordination

• Act as a bridge between business users and technical teams.
• Translate business symptoms into technical/functional requirements for specialists.
• Communicate technical findings in language understandable to business stakeholders.

CRITICAL CAPABILITIES

Advanced Troubleshooting & Root-Cause Analysis

• Systematic investigation of complex incidents.
• Identify symptom vs. root cause.
• Analyze application errors, logs, jobs, interfaces, and transaction history.
• Develop and validate workarounds when immediate resolution is unavailable.

Integration & End-to-End Process Understanding

• Understand ERP interfaces with upstream and downstream applications.
• Trace transactions across systems.
• Determine where a failure occurred and which team/application owns it.
• Understand dependencies between ERP, middleware, databases, reporting, and external systems.

Incident Ownership & Prioritization

• Take ownership from escalation through resolution.
• Assess business impact, urgency, and priority.
• Drive resolution across multiple technical or functional teams.
• Maintain clear communication with impacted users and stakeholders.

Technical Analysis

• Ability to investigate application logs, batch processes, queues, interfaces, and error messages.
• Basic understanding of databases and data structures.
• Ability to perform data analysis and queries where appropriate.
• Understand enough of the ERP technical architecture to engage effectively with developers and infrastructure teams.

Requirements

• EDUCATION: Bachelor's Degree/College Diploma in a technical discipline (Engineering or IT related)
• EXPERIENCE: 3+ years of experience as an ERP application support or ERP analyst preferred.
• 3+ years of process improvement, data, or technology project experience would be a strong asset.
• 2+ years of experience working with BaanIV, Infor LN or Microsoft Dynamics AX 2012.
